Option to Capture Full Email Thread in Help Desk Ticket Description

Problem Statement:

When a new ticket is automatically created in HubSpot’s Help Desk from an incoming email, the Ticket Description property only captures the content of the most recent email in a thread. This means that if a customer’s email is a reply within a longer conversation, the initial messages and all previous replies are lost in the ticket’s description. Our team relies on a complete conversation history to understand and resolve issues efficiently. Losing this context at the point of ticket creation is a significant problem, as it forces our agents to spend extra time searching for the full email thread elsewhere to get the full picture.

Proposed Solution:

We request the addition of a configuration parameter or checkbox within the Help Desk settings. This new option would allow users to specify whether they want the Ticket Description property to be populated with just the latest email in a thread, or the entire email thread, including all previous replies, at the time of ticket creation.

Expected Benefits:

  1. Improved Agent Efficiency: Support agents won’t have to navigate to the contact record or search through other emails to find the full conversation history. All necessary context would be immediately available on the ticket itself.
  2. Enhanced Customer Service: A complete understanding of the customer’s issue from the outset leads to faster, more accurate resolutions.
  3. Better Data Integrity: The ticket record will contain a complete and accurate log of the customer’s communication, which is crucial for reporting and analysis.
  4. Flexible Workflows: This feature would provide users with the flexibility to choose a setting that best suits their specific business processes. Some teams may prefer the current behavior, while others, like ours, require the full thread.
